Upgrade fee waived - now order cancelled?

I pre-ordered an iPhone 15 Pro Max on 2 separate lines under 1 contract as upgrades. Both orders had the upgrade fee waived "if we took out a contract worth the same or more" so I did for both lines - one of which only has 150 days left. Both confirmations said I needed to call to provide further information. I rang and was passed from department to department both saying the order wouldn't be complete and would be cancelled due to an error on the website however, my money was taken for the upfront cost for both new upgrades and according to Citizens Advice, once a payment has been taken, I'm legally owed what I've been charged for. The last lady I spoke to said that I need to call back later as upgrades has just crashed again. Can someone confirm what I'm legally entitled to please?

Hi @matiekarden,

If your order wasn't completed, the payments should not have been taken. They may still show as 'pending' in your online banking until your bank releases the funds back into your account.
