Hi everyone,
Hope your all well.
I am getting exhausted with EE, compounded by the fact I am profoundly Deaf and cannot easily talk to anyone. However Ive managed to get Executive Complaints on to the problem after kicking dust this week. But....
In April 2026, I decided to purchase an Orange iPhone 17 Pro Max 512gb good as new via an Add To Plan. The terms being £140 down with 11 payments of £95.
The one off charge of £140 being noted on my April bill, subsequently May & June's bills showed the £95 monthly charge.
In June, 2026 I managed to save enough to pay off the add to plan and chatted to an agent online who said it could be done, he noted there was £855 to pay. I paid this amount via a secure message/window he opened. I remember asking him to ensure the amount goes to pay off my add to plan. He assured me it would.
However, come my 11th July bill I noted my account was in credit by £855 with EE deducting my normal monthly billing amount from the credit. In order to keep my account straight I made additional payments to get the credit figure back to £855.
I decided to write a complaint letter on the 13th July and posted it via Royal Mail signed for, 2 days after my bill was produced. It went to Sunderland office.
I hard nothing at all from EE, no acknowledgement, no texts, no emails. nothing. Yet I know they had received the letter.
This week, Wednesday I decided to kick dirt and asked Ai to find old email addresses for EE. I sent them an angry email, luckily the executive complaints team picked it up and investigated. Today they've replied they cannot find the Add To Plan and that it must off been financed by Glow FS (which is was not). It was an add to plan.
Now given my bills show the £140 deposit and subsequent £95 monthly payments I am really at a loss what to do next. Executive complaints cannot find my add to plan and referred me to email EE Glow financial services. They also stated they will refund the £855 to me as EE cannot deal with third parties. But it wasn't on finance it was on an add to plan at £95 per month!!
I am at a total loss with this company, how does any Company loose a record of a sale for a £1,389 item for which I paid a £140 deposit (one off charge recorded on my bill) and then £95 month and then refund me the money for which I paid off the add to plan telling me to contact Glow FS. I am also at a loss that the executive customer complaints doesn't appear to understand Add to Plan is different to proper Glow Finance.
My understanding is this, and from what ChatGPT says " EE add to plans are financed by EE themselves, whereas if you specifically apply for finance that is provided by Glow "Two different schemes.
I am totally exasperated by EE and add to plan, compounded by the fact I am Deaf and cannot talk to anyone by just picking up the phone....
So does anyone had any good ideas how to resolve this like a solicitor, director or.... I am stunned to think skilled staff at EE cannot tell the difference.....any advice please? before I loose my marbles.....:)

Thanks for taking the time to share your experience here, @MarleyBoxer14
I'm disappointed you've been left feeling this way when trying to get things sorted out, too.
When you make a payment to your account, this will sit as credit until the relevant charge is generated to cancel it out.
What should have happened here is you make a payment, we cancel the add to plan, and the remaining contract charge is applied to your next bill.
If this hasn't happened as expected, you've definitely made the right move in raising this with our executive complaints team.
Fingers crossed they'll be able to get everything put right for you, but please keep us posted on how things go.
If you haven't already, I'd recommend checking out our full complaints profile which you can check out below, too:

Hello Peter,
Thanks for the reply.
The executive complaints team cannot find the add to plan, they found I purchased a SIM free phone in April but told me it was on Finance. Which it is not. They have also instigated a refund of the £855 which will further cause problems on my account when the next bill is produced on the 11th August.
The team also referred me to Glow FS as they think it was bought on finance, they supplied Glows email address. I contacted them earlier this afternoon as reading what they said caused me a lot of anxiety as I know I do not have a Glow finance agreement. Being Deaf means I cannot call them to clarify easily or swiftly. Luckily Glow replied about 20 minutes ago stating you do not have any agreements with us under your name or address. Phewwww!!
More worrying is nobody in EE can find a record of my Add to Plan yet it's shown on three separate bills. It's such a long winded process tho, ends up being a large amount of time wasted.
I will print and scan the bills this weekend and send them to the team to say look Glow dont have any agreements and I know it was an add to plan so sort it please.
I also instigated a return under the 14 day policy yesterday for an additional line I took. I got to disheartened with EE over the add to plan saga. Until I kicked dust yesterday EE totally ignored my letter of three weeks ago, not even a text to say we have it. So am waiting for the returns team to email me. 14th day is tomorrow.

Thanks for the update here.
We do offer a few different financing options, so I can appreciate your concern if it doesn't seem clear what you went for.
Whilst we don't have access to your account via these public forums, it would be expected that the add to plan charge would show as such on your monthly bill, and if this were a separate finance agreement it would be charged differently.
You're in the right place with Executive complaints though, and fingers crossed they should be able to help you get to the bottom of things.

Thanks Peter,
I know I went for an add to plan and that's what's showing on my bills. £140 deposit as a one off charge for " GAN iPhone 17 Pro Max " then £95 per month for 11 months. The offer is still available on the website...
Copy and Paste from Aprils bill below....
One-off charges
Equipment
GAN iPhone 17 Pro Max 512GB Orange 10 Apr £140.00
Glow confirmed it's not them after the exec team referred me to them, and I know I didn't apply for finance. So that's all good. Seems it's an EE issue.
But my account will go haywire soon as the £855 refund is on the way to me. The exec team should have left it there until they found the add to plan.
Any suggestion as to what to do if they don't sort it?
Thanks for your help. 🙂

@MarleyBoxer14 I'd recommend you keep in contact with the executive team, they're our highest point of escalation so at that stage we recommend any communications go to them directly so they can be linked with the existing case.
Anything we could recommend via these forums would be pure speculation, as we don't have any view over your account or the ability to amend anything.
