Can't transfer old number

I'm trying to transfer my old number but when I'm completing the form for porting it's saying my EE number doesn't exist, what do I need to do? The sim is activated and I have set up monthly payments

Are you transferring a number from another network or is it an existing EE number?

 

Are you using a pay as you go or pay monthly plan?

They said I wasn't registered so it was sorted over the phone - thank you
